The data tells us that the BPO sector is growing and evolving at a fast pace. The industry's leading players achieved significant growth by adopting new technologies, such as advanced contact center software, and staying abreast of trends and innovations in the field.

1. Automation and AI Integration

In the last two years, the emergence of a wide range of automated tools, generative Artificial Intelligence (AI), and machine learning have disrupted several industries. As per a report by Acumen Research and Consulting, the global contact center AI market size is expected to grow at a compounded annual growth rate of 22.7 percent, from USD 1.9 billion in 2022 to around USD 14.6 billion by 2032. As per another stat, AI is reshaping operations in the BPO industry. As per the data, AI-powered chatbots and virtual assistants are enhancing customer satisfaction by 20 percent by ensuring rapid responses.

A recent study found that more than half of BPOs participated in the survey plan to use AI and nearly a third of them plan to use robotics and process automation to automate repetitive and mundane tasks and queries. In the next few years, the number in the percentage terms is likely to increase exponentially.

2. Increased Focus on FCR

Would you be surprised to know that a majority of customers would find it irritating if their call is not resolved in the very first instance? Another stat revealed that 89 percent of customers don’t want to repeat their issues to multiple agents.

BPO contact centers would need to be extremely careful about their FCR rate and must make sure that they keep the rate more than 80 percent every time. Investments in sophisticated BPO contact center software equipped with automatic call distribution (ACD) systems, skill-based routing systems, and Interactive Voice Response (IVR) systems will enable BPOs to enhance their FCR rate.

3. Omnichannel Experience

In the present time, most people have smartphones and calling customer care numbers has become a thing of the past. As per a recent study, almost three-quarters of respondents say they prefer to connect with businesses through various marketing channels. That’s not all, omnichannel customers spend 10 percent more on average in their transactions.

In the last year, however, less than half of contact centers are aiming to create an omnichannel experience, data published in VCC Live revealed. In the coming years, more and more BPO contact centers are expected to invest in omnichannel communication systems to provide seamless customer experience to their customers. 4. Analytics for Personalization

A Zendesk study revealed that 90 percent of customers are ready to spend more with businesses that provide personalized customer services. However, there is a gap when it comes to delivering personalized customer communication. Segment data found only 60 percent of customers feel businesses provide tailored service, while 85 percent of businesses feel otherwise.

In the BPO industry, delivering personalized customer service is indispensable for success and BPOs are going to leverage data and analytics to make data-driven decisions. According to a report released by Spherical Insights, the BPO business analytics market is projected to grow at a compounded annual growth rate of 22.06 percent from USD 16.8 Billion in 2021 to USD 71.60 Billion in 2030. As we can see, the analytics for BPOs are going to be a huge market in 2030 and many contact centers are going to invest in sophisticated analytics and reporting tools.

5. Focus on Data Security and Privacy

Since 2020, cyberattacks and data breaches on companies across sectors, including the BPO sector, have increased by leaps and bounds. As per data from Security Magazine, there are over 2,200 attacks each day which break down to nearly one cyberattack every 39 seconds. As per data from Cybersecurity Ventures, the cost of cybercrime is estimated to be USD 8 trillion in 2023. The number is projected to touch USD 9.5 trillion in 2024 and USD 10.5 trillion in 2025.

Data security and privacy will be one of the topmost priorities for BPO contact centers in the next few years. BPOs and call centers would implement multi-factor authentication and enhance the use of encryption technologies to protect their data and confidential information. BPOs will also take several concrete steps to adhere to global data protection regulations such as the General Data Protection Regulation (GDPR), the Health Insurance Portability and Accountability Act (HIPAA), and the Telephone Consumer Protection Act (TCPA).
